A guest profile is an operational tool, not a marketing list

The phrase CRM brings campaign software to mind. In a hotel, the guest record earns its place at the front desk long before it earns anything in marketing. The moment that matters is a returning guest arriving at 14:00, and the receptionist knowing — without asking — that they prefer a high floor and have asked for a late check-out on both previous stays.

What should not be in it

Collect what you will actually use in service. Identity documents, payment details and anything sensitive belong under whatever retention and security rules apply in your market, and should not be sitting in a free-text notes field. Notes written about a guest should be operational and factual — assume the guest could ask to read them, because in many jurisdictions they can.

Data protection rules vary by market — Malaysia's PDPA, the UAE's federal law, the UK GDPR and India's DPDP Act all differ. Decide your retention period and lawful basis before you start collecting, not after.

The second booking is where it pays

Acquiring a guest costs something every time: commission, marketing, or the staff time spent answering enquiries. A returning guest who books directly costs almost nothing. The gap between those two is the entire business case for keeping guest records properly.

But this only works if the record survives the systems. If guest details live in a booking confirmation, a WhatsApp thread and a paper registration card, the second stay starts from zero and the guest notices. The value is not in having the data — it is in having it in the place where the person serving the guest is already looking.

Segments worth having

  • Guests who have stayed more than once — the group most likely to book directly again
  • Guests who booked direct versus through a channel — to see whether direct relationships are actually growing
  • Guests with an open request or an unresolved issue from their last stay
  • Corporate or recurring bookers who represent more than one stay

Four useful segments beat twenty that nobody maintains. The test is whether anyone acts on a segment in a normal week.
